Prekursorem „mystery shoppingu” są Stany Zjednoczone. W latach czterdziestych ubiegłego wieku, duże sklepy i sieci handlowe wykorzystywały detektywów do kontroli swoich sprzedawców. Szybko jednak poznano się na faktycznie najcenniejszych walorach tej metody działania. Ekspert wyjaśnia krok po kroku na czym polegają. Zauważono, że może być ona bardzo dobrym źródło poznania funkcjonowania własnych placówek handlowych i usługowych „oczami klienta”. Powstawał obraz całkowicie nowy i niebywale interesujący dla kierownictwa firmy. Jeśli jest firma, która zatrudnia kilkunastu, kilkudziesięciu sprzedawców czy przedstawicieli, albo posiada kilka czy kilkanaście punktów handlowych, to już nic nie stoi na przeszkodzie by popracował dla niej „klient testowy”. Jeśli jako firma, nie mamy żadnych doświadczeń, pierwsza praca „klienta testowego” może polegać na przedstawieniu zarządowi obrazu funkcjonowania firmy z perspektywy klientów. Rolę „tajemniczego klienta” powinno powierzyć się osobie (lub kilku osobom) dobrze przygotowanej zawodowo do dokonywania takich ocen. Każdy „klient testowy” powinien być fachowcem, a nie tylko kolegą, kuzynką czy inną przypadkową, choć życzliwą osobą z kręgu znajomych. Przed badaniem, dobrze jest ustalić z „klientem testowym” wszystkie procedury tego badania, cele, metody. W żadnym wypadku nie powinno się pozostawiać zbyt dużego marginesu na improwizację. Z góry określamy scenariusze. Kiedy i w jakich okolicznościach „klient testowy” wywoła konflikt, przyjdzie z reklamacją, będzie biernym obserwatorem, itp. W takim przypadku nie ma potrzeby uprzedzania personelu o badaniu, ale jednocześnie, stanowczo odradzam wyciąganie jakichkolwiek konsekwencji służbowych wobec personelu, który wypada w badaniu negatywnie. Wszak nie karanie jest celem, a doprowadzenie do pożądanych przez zarząd standardów obsługi klienta. A to przykład, czego nie polecam: 12 maja br. Dobrze przygotowany i przeszkolony personel handlowy, działa według standardów obowiązujących w firmie. Wymaga się od niego przestrzegania tych standardów i umiejętnego ich stosowania w konkretnych sytuacjach. Oczywiście zmusza to do okresowych kontroli/weryfikacji i tu rola „klienta testowego” staje się trudna do przecenienia. Dzięki jego pracy i właściwie przygotowanym raportom, zarząd ma możliwość rzeczywiście realnej oceny tego, co dzieje się w firmie z punktu widzenia klienta. Prezentowany obraz jest w miarę możliwości obiektywny, bo opisuje praktyczne wykonywanie konkretnych, wcześniej wdrożonych, procedur postępowania. Personel wie, jakiego zachowania oczekuje od niego zarząd w danych sytuacjach, a zarząd, z opisu „klienta testowego”, wie jak realizowane są te procedury i to wydaje się najważniejsze. Jeszcze raz wypada podkreślić, wyłączając skrajne przypadki, że wyników pacy „klientów testowych” nie powinno się wykorzystywać do bieżącej oceny pracy personelu, decydowania o premiach czy awansach. Tak wiec nie polecam metody w tym zakresie. Przeszkolony, poinformowany o naszych oczekiwaniach personel, powinien wiedzieć, że jego praca będzie, co jakiś czas, poddawana weryfikacji przez „klientów testowych”. Nie ma jednak powodu by uzyskaną wiedzę wykorzystywać w okresowej ocenie poszczególnych pracowników. Jest na to wiele innych, zaryzykuję twierdzenie, skuteczniejszych sposobów. Nasz personel nie powinien pracować w warunkach stresu, jaki narzuca świadomość obserwowania każdego ruchu czy reakcji na zaistniałą sytuację. Że jest inaczej można przekonać się przeglądając Internet. Na forach internetowych spotka się informacje, świadczące o tym, że często jest to instrument, który może mieć wpływ na ocenę personelu, czy wysokość miesięcznej premii itp. Nie do końca zgadzam się z akcentowaniem takiego wykorzystywania „Mystery Shoppingu”. Chyba korzystniej będzie uzyskaną wiedzę stosować przy planowaniu kolejnych szkoleń, modyfikacji procedur, modyfikacji metod narzucania tych procedur wreszcie na samych szkoleniach. Posługujmy się pracownikiem świadomym tego, co powinien robić, a nie pracownikiem do tego przymuszonym. Inny ważny aspekt, to periodyczność badań przeprowadzanych przez „klientów testowych”. Decydując się na stosowanie tej metody obserwacji, musimy zdawać sobie sprawę, że nie skończy się na jednym czy dwóch badaniach. Do tej metody trzeba będzie wracać.
